Government and Technology: Critical Systems for Government

March Madness Series: Run a Help Desk in M365

March Madness Webinar Series: Run a Help Desk in M365

Presenters: Scott Restivo (CEO, Crow Canyon Software) & Krista White (VP of Marketing, Crow Canyon Software)

Duration: 52 minutes

Target Audience: IT Managers, System Administrators, and Microsoft 365 Operations Leads looking to centralize support operations within their existing M365 environment.

Executive Overview

In this session, Crow Canyon Software demonstrates how organizations can leverage Microsoft 365 and Teams to run an efficient, secure ticketing system. The presentation breaks down service management into three scalable tiers, highlights modern omnichannel intake methods, and explores how integrating AI co-pilots can automate routine ticket resolution without exposing internal data to public language models.

Key Presentation Highlights

  • Three Tiers of Request Management:
    • Tier 1: Request Manager – A lightweight foundation for simple departmental request tracking (e.g., HR leave, travel, access requests) using dynamic forms to replace shared inboxes, spreadsheets, and legacy tools like InfoPath.
    • Tier 2: NITRO Help Desk – Designed for standard IT support workflows, featuring SLA tracking, problem/change management, and optional Asset Management integration to connect tickets directly to hardware history.
    • Tier 3: NITRO Service Desk – An enterprise-level tier adding a service catalog, CMDB, and formal change and release management modules.
  • Omnichannel Ticket Intake:
    • Users can submit and track tickets through email, mobile-friendly SharePoint web portals, or directly within a dedicated Microsoft Teams app pinned to their left navigation bar.
  • Intelligent Automation (iBPA) & KB Copilot:
    • Demonstrates the transition from standard Business Process Automation to Intelligent BPA using an internal KB Copilot.
    • The co-pilot reads internal company documentation (policies, manuals, FAQs) to deliver 24/7 synthesized answers inside Teams while keeping corporate data isolated from public AI models.
    • Includes ticket deflection capabilities, allowing end users to self-serve or elevate unanswered questions to a formal ticket with one click.
  • Ticket-to-Asset Integration:
    • Shows how technicians resolving hardware tickets can pull up connected asset details instantly, viewing location, purchase date, warranty status, maintenance history, and replacement guides.

Welcome and M365 Help Desk Overview

Krista: Hello and thank you for joining us today for our webinar on running a help desk in M365. Most of us use Microsoft 365 in our work environments, but very few realize just how much it can be leveraged for help desk operations. I am joined by our CEO Scott Restivo. We will be keeping this high level today, so if you are interested in digging deeper, we recommend scheduling a one-on-one demo. Please drop your questions into the chat, and yes, this session is being recorded and will be shared afterwards.

Scott: Thanks, Krista. Crow Canyon has been doing help desks in the Microsoft environment for over 25 years. Our solutions run on M365 Commercial, GCC, and GCC High, as well as SharePoint on-premises environments.

Three Tiers of Request Management

Scott: We break our help desk offerings down into three tiers. First is a simple Request Manager. It can be used for any department like HR, legal, marketing, or IT. Users send an email or fill out a form, it goes through an approval process, and it gets fulfilled. Our forms are dynamic. If you select a SQL database request, a specific SQL tab appears. This replaces legacy systems like InfoPath or basic spreadsheets.

Second is the NITRO Help Desk. This is built for an IT environment with problem management, change management, and SLAs. The Professional version includes Asset Management, linking your IT assets directly to your tickets.

Third is the NITRO Service Desk. This includes everything from the Help Desk plus a service catalog, a CMDB, and sophisticated change and release management modules.

Omni-Channel Support and Microsoft Teams Integration

Krista: Have you heard of omni-channel support? Do we have that in this system?

Scott: Yes, absolutely. A ticket can be created from many different sources. Users can send an email, use the SharePoint employee portal, or access our Teams app pinned directly to their left-hand navigation bar. Inside Teams, they can submit new requests or check the status of existing ones without leaving their workflow.

Intelligent Automation and KB Copilot

Scott: We are taking Business Process Automation (BPA) and turning it into Intelligent Business Process Automation (IBPA). We have integrated a KB Copilot that reads your specific enterprise data. If a user asks why their printer is not working, the Copilot uses natural language processing to deliver a synthesized answer based securely on your internal documents. It does not share your data with public LLMs. Users get answers 24/7, which deflects tickets from the help desk, but they always have the option to easily click and create a formal ticket if their issue is not fully resolved.

Asset Management and Wrapping Up

Scott: If a ticket does come through, technicians can click directly into the related asset. They can see the purchase date, warranty details, location, and maintenance history, which helps facilitate a quick resolution. Whether you want a simple request manager or a full service desk with AI, we have tailored solutions built on our NITRO Studio platform. We encourage everyone to contact us to discuss your specific needs.

Krista: Thanks, Scott. If anyone is interested in diving into SLAs, reporting, or specific workflows, a one-on-one demo is the next step. Thank you all for joining us today!
